Customer journey mapping
Understand how customers actually experience your service, and identify where you can make it better.
What is a customer journey?
A customer journey is the experience someone has as they interact with your organisation. It captures everything from first discovering you through to using your service, across channels and over time.
Mapping that journey helps you see the experience from the customer's perspective. It shows each stage: how customers discover you, learn about your service, compare you with alternatives, and make decisions. It also shows where they encounter friction along the way.
Understanding the journey isn't about mapping assumptions. Insight is the foundation. The map's value is determined by the quality of that insight.
Why map a customer journey?
Most organisations have a good understanding of individual parts of the customer experience, but not always how those parts fit together and how a customer experiences them. In most organisations, different teams are responsible for different parts of the journey. Customers, meanwhile, experience it as one connected experience.
For your marketing team, a journey map shows what messages matter to customers and when. For sales, it can reveal what objections customers have. For customer support, it highlights opportunities to provide better support and build loyalty.
Whether you're trying to acquire customers or improve how people experience your service, journey mapping can help you understand:
- Decision stages — where people make decisions and what matters to them at each stage
- Critical touchpoints — which interactions create value, cause frustration or influence decisions
- Friction points — where people struggle, drop out or have to work harder than they should
- Gaps and opportunities — where you could remove unnecessary effort, improve the experience or create more value
The result is a shared, evidence-based picture of the customer experience that your team can use to decide what to improve.
How we map journeys
A good journey map starts with understanding your customers. Depending on the project, we might use customer interviews, surveys, analytics or support data to build an accurate picture of the experience.
From there, we map the current journey, identify where people experience friction, and explore what a better experience could look like. We then identify the opportunities worth acting on.
There are two ways we can work together:
Research is fundamental to a useful map. Without it, you're working from assumptions about where friction exists. With it, you see where customers actually experience it.
How AI is reshaping customer journeys
A good customer journey covers all channels customers use to interact with your service. Today, many journeys include AI touchpoints:
- Chatbots
- Recommendation engines
- Autonomous agents
- Predictive support and routing systems
Many organisations lack a clear picture of how customers experience them. This creates blind spots, from autonomous agents operating without sufficient oversight giving false information with confidence, or making decisions that frustrate customers. Over-reliance on automation without enough human oversight multiplies the risk.
Mapping your journeys now, including these AI touchpoints, reveals where automation can add genuine value, where it will create friction, and where human interaction is critical. It's how you stay ahead of these risks rather than discovering them through customer complaints. I help organisations map these journeys.
